中文摘要 | 有許多情況,不滿意的顧客不論是單一事件或多事件所造成的轉換,不 會對原來的服務業者抱怨,也就是所謂的沉默的轉換 (silent switching)。由於 東西文化的不同,台灣消費者會盡量避免在公開的場合去傷害其他人。在消 費者的關聯上,面子解釋了台灣的消費者在遭遇到服務失敗時會直接轉換服 務提供者,而不是去抱怨。消費者這樣的沉默轉換,服務業者將不會知道顧 客為什麼會轉換,因此本研究使用關鍵事件技術法並從顧客的觀點來探索顧 客轉換旅行社的因素。此舉有助於旅遊產業管理者與研究者了解顧客轉換的 真正原因,並依此制定相關的策略,用以改善顧客轉換的問題。 由本研究可發現使用過旅行社服務的顧客,轉換的比例高達 68.1%,是 未轉換旅行社顧客的兩倍多,由此可見旅行社顧客轉換問題的嚴重性。接著 依據受測者所填答的內容進行分析,發現造成顧客轉換旅行社的關鍵因素有 五大類:第一類:行程內容相關的因素 (30.8%)、第二類:價格相關的因素 (29.9%)、第三類:服務品質的因素 (23.9%)、第四類:親友的因素 (8.5%) 與第五類:其他因素 (6.8%)。行程內容因素、價格因素與服務品質因素是造 成旅行社顧客轉換決策的關鍵事件。這三類的關鍵事件,不論是在單一事件 轉換或多元事件轉換,都占了旅行社顧客轉換的 80%以上。 |
英文摘要 | In many instances, dissatisfied consumers do not complain to those service provides who have caused one or more problems; it was called silent switching. Given the importance of face, Taiwanese goes to a great length to avoid hurting another person’s felling in social interactions, particularly in public. In a consumer context the notion of face explains why Taiwanese consumers are more likely to switch service providers than to complain in a service failure situation. Due to consumer’s silent switching, service providers will not know why they switch. This article uses the critical incident technique to explore why customers switch. Using this technique can helps researches and managers understand service switching from the consumer’s perspective. In this study, we found that consumers who had switched travel agency about for 68.1 percent. The switching incidents include “itinerary”(30.8%) ,“pricing” (29.9%) ,“service quality”(23.9%),“reference group”(8.5%) , and “other”(6.8 %) . Itinerary, pricing, and service quality appear to be the dominant types of incident which influence consumers in a travel agency switching decision. These incidents were found to account for about 80 percent of travel agency switching, whether the switching was caused by a single incident or multiple incidents. |
